About the Role:
The Senior L1 Technical Support Specialist is an experienced frontline expert responsible for addressing the highest-volume and most nuanced first-tier issues. This role involves acting as a technical and procedural authority for the L1 team and serves as a bridge between clients, L1 peers, and L2/engineering teams. It requires sound judgment on triage and escalation calls, ownership of process quality, as well as mentoring others and shaping how the support function operates in both managed SaaS and on-premises client environments.

What You'll Do:
Technical Troubleshooting & Remediation (Advanced L1 Scope)
- Independently diagnose and resolve a full range of L1 issues, including access and authentication, configuration errors, integration issues, and data synchronization failures, with minimal reliance on scripts or runbooks.
- Exercise judgment on ambiguous or novel issues, determining root cause before escalating rather than passing along symptoms.
- Perform deeper diagnostics, reading application/system logs, using admin tooling to inspect account/config state, replicating issues, and identifying if an issue is client-specific, platform-wide, or a known bug.
- Own escalations end-to-end, writing precise, engineer-ready handoff notes to minimize back-and-forth with L2/engineering.
- Classify severity and incident triggers accurately, knowing when a "simple" ticket signals a broader outage.
- Identify patterns across tickets and proactively surface systemic issues to engineering and product teams.
- Correlate incoming tickets with recent deployments or releases, escalating suspected release-related issues with detailed context.
- Perform basic environment health checks as needed, including confirming service status and verifying application versions.
- Serve as a subject-matter expert (SME) for one or more platform modules, product lines, or client segments.
Client Relationship Management (Senior-Level)
- Manage relationships with key enterprise accounts or high-visibility clients, addressing sensitive or escalated situations.
- Handle client-facing calls for complex issues, setting expectations and managing communication through to resolution.
- Exercise discretion in de-escalation and know when to involve a manager.
- Provide insights to account/client success teams on recurring issues, churn risk signals, or opportunities for proactive outreach.
- Represent support's voice in cross-functional discussions on client-impacting issues.
Knowledge Transfer, Mentorship & Process Ownership
- Own and continuously improve the knowledge base (KB) by auditing for gaps, writing new articles, and establishing documentation standards.
- Design or refine triage workflows, escalation criteria, and runbooks based on recurring failure patterns.
- Lead onboarding and training for new hires, including creating training materials.
- Represent L1 in retrospectives, post-incident reviews, and cross-team process discussions.
- Act as a point of escalation for other L1 agents who may be unsure how to proceed.
What You'll Bring:
- 3–5 years of experience in technical support/helpdesk, with demonstrated growth in scope and ownership.
- Fluency in Arabic is essential.
- Proven experience handling escalated or high-visibility client issues.
- Experience mentoring or informally leading peers.
- Strong knowledge of complex enterprise platforms, browser environments (Windows/Mac), and common enterprise authentication patterns (SSO, MFA, role-based permissions).
- Comfort with reading logs and using tooling to diagnose issues independently.
- Working knowledge of networking fundamentals (DNS, VPN, API basics, HTTP status codes).
- Basic SQL proficiency for querying account/data states.
- Familiarity with ticketing and monitoring tools (e.g., Zendesk, Jira Service Management, Statuspage, Datadog).
- Understanding of the end-to-end software development lifecycle (SDLC) and application support lifecycle.
- Experience creating and maintaining SOPs and KB content.
- Understanding of product architecture sufficient to reason about where in the stack an issue originates.
- Proactive monitoring abilities using monitoring tools and log reviews.
- Foundational knowledge of DevOps practices: understanding CI/CD pipelines, deployments, environments, and basic Git usage.
- Independent judgment on resolving or escalating issues appropriately.
- Strong coaching and feedback abilities, comfortable mentoring peers without formal authority.
- Executive-ready communication skills for high-stakes client interactions.
- Process-oriented mindset focused on fixing root causes rather than just symptoms.
- Calm and credible presence in escalated or high-pressure situations.
- Collaborative attitude across functions (engineering, product, customer success/account management).
- Comfort supporting clients with both managed SaaS and on-premises installations.
Great Pluses / Preferred Experience
- Exposure to DevOps or release processes, including post-release checks and working with DevOps teams.
- SaaS/platform support experience.
- Familiarity with the specific product or stack being supported.
